The service owner needs the customer identity, the request, relevant order or invoice, an assigned follow-up, and the organization’s case status rules. Portal intake is available only where Party Portal case access is enabled.

Work and decision: Create a case from the customer conversation, or let an authorized portal party open one when Party Portal case access is enabled. Record the case type, status, description, and the related customer, order, invoice, or quote when applicable. Record what the customer reports and the transaction concerned. Ask for missing facts without assuming the complaint is already a verified product defect or billing error.
Evidence and handoff: Case links customer context to the initial question.

Triage and assign
Owner: Customer service lead. Input: Open case.
Work and decision: Review the request and set the case to the status defined by your customer service process. Confirm the responsible follow-up and the information needed to investigate the issue. Decide urgency, owner, status, and what evidence another team needs. Tell the customer who will follow up and when under the company’s service policy.
Evidence and handoff: Case status and owner provide an accountable investigation path.

Owner: Assigned service owner. Input: Case and linked operating records.
Work and decision: Record calls, emails, meetings, decisions, and follow-up work as Notes. Keep the case linked to the operating records that explain the issue and outcome. Check the order, invoice, shipment, or prior service history; speak with the customer and relevant internal team. Record calls, emails, decisions, and promised next actions in Notes.
Evidence and handoff: Case history explains both the finding and the customer communication.

Route the remedy
Owner: Customer service and operating team. Input: Verified issue and agreed response.
Work and decision: Choose the resolution path that matches the request: - Send ordinary physical returns, credits, exchanges, or replacements to Customer Return, Credit, and Replacement. - Send returned serialized equipment that needs diagnosis and repair to RMA Service Repair and Warranty Return. A standard physical return proceeds through Customer Return, Credit, and Replacement. A returned serialized unit needing diagnosis proceeds through RMA Service Repair and Warranty Return. Keep the case open while that team performs the work.
Evidence and handoff: Linked or noted RMA, repair, order, or finance record carries execution.

Verify the result
Owner: Customer service and finance when relevant. Input: Completed operating record.
Work and decision: Confirm the customer-facing and financial result before completing the case. When an order, invoice, credit, refund, replacement, or repair record was created, verify that it is linked from the case context or recorded in its Notes. Confirm the customer received the agreed response and the resulting order, invoice, credit, refund, or repair status is accurate. A promised remedy is not a completed remedy.
Evidence and handoff: Case Notes and related documents establish the outcome.

Close or continue follow-up
Owner: Case owner. Input: Verified result or unresolved issue.
Work and decision: Update the case to the final status in the organization's case-status scheme. Record any remaining follow-up and its owner instead of closing an unresolved issue. Select the final status only after the result is confirmed. If a vendor or internal team still owes work, keep an owner and next action visible instead of closing the case.
Evidence and handoff: Closed case has a traceable outcome; open case has a specific owner and follow-up.
Variations and exceptions
A case may be resolved with guidance alone. When it creates a return or repair, the receiving and financial controls of that workflow still apply.
Completion and review
The case shows its current or final status, customer context, communication history, resolution path, and any related operating records. A closed case has a traceable outcome; an open case has a responsible follow-up.
